Today, they offer a comprehensive portfolio of thoughtfully designed products that can adapt to changing environments both at home and in the office.<\/p>\n\n\n\n<h2 class=\"wp-block-heading\" id=\"h-the-challenge\">The Challenge<\/h2>\n\n\n\n<p>When you\u2019ve been in business for almost a century, it\u2019s natural to have a few areas where you\u2019re just a step or two behind the latest technology and trends.<\/p>\n\n\n\n<p>Before engaging The Good, Knoll\u2019s biggest digital design challenge was an aging website \u2013 one that wasn\u2019t originally built to optimize for online sales.<\/p>\n\n\n\n<p>When Knoll first launched their website in 2012, the goal was to use it as a customer research platform. After viewing the products online, customers would contact a dealer or visit a retail store to complete the purchase. But over time consumer behaviors evolved and customers showed an increased interest in purchasing pieces directly from Knoll through an online storefront.<\/p>\n\n\n\n<div class=\"wp-block-ugb-divider ugb-divider ugb-56d0b16 ugb-divider--v2 ugb-divider--design-basic ugb-main-block\"><style>.ugb-56d0b16 .ugb-block-content{margin-top:10px !important;margin-bottom:10px !important}.ugb-56d0b16 hr.ugb-divider__hr{margin-left:auto !important;margin-right:auto !important}<\/style><div class=\"ugb-inner-block\"><div class=\"ugb-block-content\"><hr class=\"ugb-divider__hr\"\/><\/div><\/div><\/div>\n\n\n\n<p class=\"has-text-align-center has-medium-font-size\"><em>\u201cWe were dealing with an aging website that was designed for a very different time in the furniture market, especially the ecommerce furniture market. There wasn\u2019t a lot of assumption that people would make the scale of purchase online that we&#8217;re seeing today.\u201d <\/em><\/p>\n\n\n\n<p class=\"has-text-align-center has-medium-font-size\">&#8211; <strong><strong><strong>Pete Fallon, <\/strong><\/strong><\/strong>Director of Digital Design, Knoll<\/p>\n\n\n\n<div class=\"wp-block-ugb-divider ugb-divider ugb-b7cfec2 ugb-divider--v2 ugb-divider--design-basic ugb-main-block\"><style>.ugb-b7cfec2 .ugb-block-content{margin-top:10px !important;margin-bottom:10px !important}.ugb-b7cfec2 hr.ugb-divider__hr{margin-left:auto !important;margin-right:auto !important}<\/style><div class=\"ugb-inner-block\"><div class=\"ugb-block-content\"><hr class=\"ugb-divider__hr\"\/><\/div><\/div><\/div>\n\n\n\n<p>Knoll knew it was time to improve their online shopping experience. Their goal was to make small improvements to their existing site, while simultaneously building a new one that would better reflect their current brand and offerings.<\/p>\n\n\n\n<p>As a company that understands the value of well-researched, high-quality design, they decided to look for an outside perspective from an expert in digital experience optimization. This was when Pete and his team at Knoll were introduced to The Good.<\/p>\n\n\n\n<h2 class=\"wp-block-heading\" id=\"h-the-process-amp-solution\">The Process &amp; Solution<\/h2>\n\n\n\n<p>After an initial conversation and brief overview, The Good onboarded Knoll to their<a href=\"https:\/\/thegood.com\/digital-experience-optimization-program\/\" target=\"_blank\" rel=\"noreferrer noopener\"> Digital Experience Optimization Program\u2122<\/a>. In this case, the custom program included a full, end-to-end audit of their digital experience, diving into strengths, weaknesses, and opportunities for improvement.<\/p>\n\n\n\n<p>The Good conducted the necessary research and data analysis to uncover barriers for shoppers. While Pete\u2019s team expected to see issues they were already aware of in the audit, there were plenty of findings that still surprised him.<\/p>\n\n\n\n<p>\u201cThey identified some other issues that we didn\u2019t really think were issues or things that we didn\u2019t believe would have a large impact\u2026 It was surprising how many small areas of improvement can lead to some serious gains in terms of conversion,\u201d said Pete.<\/p>\n\n\n\n<p>These findings were presented to Pete and his team in a comprehensive report, which discussed Knoll\u2019s opportunities for updating their navigation menu, improving product imagery, and reducing mobile cart abandonment.<\/p>\n\n\n\n<p>Knoll had dedicated consulting time with The Good to review the Digital Experience Optimization Audit\u2122. Knoll has a diverse product catalog, ranging from home furniture to drapery to workplace products.&nbsp;<\/p>\n\n\n\n<p>However, The Good saw in research that these categories weren\u2019t clear to shoppers, so they didn\u2019t understand how much Knoll truly has to offer in the furniture space.&nbsp;<\/p>\n\n\n\n<p>Supporting users in finding and discovering what they need through visual hierarchy, way-finding, and guiding them to the next best step in their journey is called <strong>Directional Guidance<\/strong>. One of the six Heuristics for Digital Experience Optimization\u2122, directional guidance is a common optimization challenge for digital properties.&nbsp;<\/p>\n\n\n\n<p>For Knoll, this meant contextualizing their navigation menu. By identifying the product categories and describing what can be found in each with a dropdown, customers can clearly understand the solutions Knoll provides and where to locate certain items.&nbsp;<\/p>\n\n\n\n<h4 class=\"wp-block-heading\" id=\"h-2-reducing-mobile-cart-abandonment\">2. Reducing Mobile Cart Abandonment<\/h4>\n\n\n\n<figure class=\"wp-block-image aligncenter is-resized is-style-default\"><img decoding=\"async\" src=\"https:\/\/lh3.googleusercontent.com\/5D6_geLA7S1E9QjEyU5iAubSZH1Eq5pOVFrj2ymLlp4OuvIrkQXMhxfdHn8jobtkb8g4frQ4HT6onu4W3psRGUl7KN97BnV8trZFh3rvx18X0UgsgmgO4Az3l7qgHBlumD9wzDc0\" alt=\"\"\/><\/figure>\n\n\n\n<div class=\"wp-block-ugb-spacer ugb-spacer ugb-40f42c6 ugb-spacer--v2 ugb-main-block\"><div class=\"ugb-inner-block\"><div class=\"ugb-block-content\"><div class=\"ugb-spacer--inner\"><\/div><\/div><\/div><\/div>\n\n\n\n<p>Historically, Knoll saw a lot of mobile activity with customers browsing through products. Using their social and email channels, they\u2019d drive customers to visit the mobile site, customize their products, and add products to their cart, but many of these shoppers weren\u2019t completing their purchase.<\/p>\n\n\n\n<p>There are a number of reasons for this behavior, but one of the observations The Good noted was that many products had comprehensive customization options for features like material, color, finishings, and more. This extended the checkout process, which can test the patience of consumers and ultimately result in a higher abandoned cart rate due to decision fatigue.<\/p>\n\n\n\n<p>At the same time, customers tend to be more discerning when it comes to buying high-ticket products like home furnishings. It\u2019s not uncommon for users to fully customize their order, but get \u201csticker shock\u201d when they see the total cost and abandon their order on the spot.<\/p>\n\n\n\n<p>Does this mean they\u2019ll never buy? Absolutely not.<\/p>\n\n\n\n<p>Here are just a few reasons a mobile user might abandon a high-ticket purchase:<\/p>\n\n\n\n<ul class=\"wp-block-list\">\n<li>They can\u2019t see the fine details of the images or description on a small screen<\/li>\n\n\n\n<li>They want to talk to their spouse or another decision-maker<\/li>\n\n\n\n<li>They need to figure out their preferred payment option<\/li>\n\n\n\n<li>They aren\u2019t ready to set up a delivery appointment yet<\/li>\n\n\n\n<li>They want to compare alternative products for feature\/price parity<\/li>\n<\/ul>\n\n\n\n<p>That\u2019s where The Good saw an opportunity: <strong>make it seamless for customers who initiate, but abandon a purchase on mobile to access their in-progress order on desktop at a later time.<\/strong><\/p>\n\n\n\n<p>The idea was to better align the business goal (recapture abandoned carts) with the consumer\u2019s goal (buy time to consider the purchase without losing progress).<\/p>\n\n\n\n<p>To achieve this goal, The Good recommended adding a button to their checkout flow that reads \u201cEmail This Cart.\u201d When clicked, this button lets the customer send a copy of their in-progress order to themselves or a friend. This allows them to continue their in-progress order on any other device without having to create a user account or initiate another checkout process.<\/p>\n\n\n\n<h4 class=\"wp-block-heading\" id=\"h-3-adding-configuration-numbers\">3. Adding Configuration Numbers<\/h4>\n\n\n\n<figure class=\"wp-block-image aligncenter is-resized is-style-default\"><img decoding=\"async\" src=\"https:\/\/lh5.googleusercontent.com\/-cHEhNBU1iIjR44wFHyWC0Q3Ue2d2zJLDc1n2pIxx0RVevNH3ESxJwNL1Q0mEGwLtU3-3LQSufM9zC8L-M0HfMCKyWlYj4ZeNap4mpxVOpnajUBQN8LTyUfuC1jVVmZm9NCYHIjz\" alt=\"\"\/><\/figure>\n\n\n\n<div class=\"wp-block-ugb-spacer ugb-spacer ugb-e5ada1d ugb-spacer--v2 ugb-main-block\"><div class=\"ugb-inner-block\"><div class=\"ugb-block-content\"><div class=\"ugb-spacer--inner\"><\/div><\/div><\/div><\/div>\n\n\n\n<p>A seemingly small yet impactful change for Knoll was to add numbers in front of their configuration options.&nbsp;<\/p>\n\n\n\n<p>When customizing furniture, customers have to start with their fabric choice first. But The Good\u2019s heat mapping exercise showed customers going to the color swatches first because they\u2019re more visually appealing.&nbsp;<\/p>\n\n\n\n<p>However, the color swatches change depending on the fabric picked, so a simple solution was to add a \u201c1\u201d in front of the fabric section and a \u201c2\u201d on the color swatch section.&nbsp;<\/p>\n\n\n\n<p>\u201cBy implying there is a selection one, we\u2019re now seeing people spend much more time on the configurator, which seemed silly because it took two seconds for our developer to add in numbers in front of our configurator,\u201d said Pete.<\/p>\n\n\n\n<h2 class=\"wp-block-heading\" id=\"h-the-results\">The Results<\/h2>\n\n\n\n<p>The Good presented Knoll\u2019s audit results just before a major boom in the furniture industry allowing them to leverage increased traffic into more sales with an improved user experience. Pete described the impact on Knoll as positive: \u201cOur business, quite frankly, exploded.
